dc.description.abstractFormål - Denne masteroppgaven sikter på å forklare hva som gjør at kunder som har opplevd ugunstige situasjoner i forbindelse med kjøpsopplevelser i retail-bransjen velger å klage på sosiale medier. Forfatterne har tatt utgangspunkt i å analysere kundeklager i retail bransjen ved å finne ut hva som påvirker kunder til å bruke elektronisk word-of-mouth (e-WOM) for å fremme sine klager i sosiale medier. For å undersøke denne problemstillingen vil oppgaven sikte etter å svare på hvordan det å publisere klager på Facebook hjelper kundene, om kundene følte at de oppnådde målene sine ved å publisere klagene på Facebook og hvilke handlinger en bedrift kan gjøre for å forhindre videre negativ e-WOM. Disse forskningsspørsmålene tar utgangspunkt i hva informantene følte, og ikke om handlingene deres i realiteten førte til en forbedring eller ikke. Med andre ord er det informantenes opplevde resultat, og ikke den reelle, som er interessant, ettersom det er kundeatferden som er i fokus. Design, forskningsmetode og fremgangsmåte - En induktiv, eksplorativ og fenomenologisk fremgangsmåte er valgt for dette prosjektet. Data ble samlet inn via semi-strukturerte dybdeintervjuer i felten. Utvalget ble valgt i flere stadier. Først analyserte forfatterne flere innlegg på Facebook som inngikk i kriteriene: (1) Informanten må ha opplevd en negativ hendelse i retail-bransjen som medførte at den hadde en ugunstig opplevelse, (2) informantene må ha publisert et innlegg i sosiale medier, der Facebook er foretrukket, hvor det beskrives hvordan informanten opplevde kjøpsprosessen, (3) innlegget i sosiale medier må inneholde en form for forklaring av hvorfor kunden ikke er fornøyd, (4) det må være mulig å komme i kontakt med informanten for å kunne ytre ønske om å intervjue (5) kunden må være ferdig med klageprosessen. Videre ble snøballmetoden benyttet for å kompensere for eventuelle feil og sneverhet med kriterieutvalget. Dataene kartlegger hvordan fenomenet fra ugunstig opplevelse til det å publisere klagen på Facebook utarter seg. Funn - Studien identifiserer flere årsaker til hvorfor kunder kan velge å benytte Facebook som kommunikasjonskanal, som igjen er innlemmet i en teoretisk modell. Kundens ønske om å løse problemet sitt ble ansett som kjerneårsaken. Hvis kunden tar kontakt med bedriften og får en utilfredsstillende tilbakemelding kan dette føre til to nøkkelårsaker (usikkerhet og frustrasjon over situasjonen) som vil utarte seg videre og til slutt føre til en eller flere innlegg på Facebook. Forsknings begrensinger og implikasjoner- Denne empiriske studien er begrenset til konteksten av retail bransjen og Facebook som kanal innen sosiale medier. Resultatet kan allikevel ha overføringsverdi til andre sosiale medieplattformer, der kundens oppfatning om hvorvidt anonymitet og potensialet til å rekke ut til en viss mengde mennesker vil ha en innvirkning. Praktiske implikasjoner - Kundebehandling, og førstelinjens respons, vil ha store konsekvenser for om kundene vil gå ut i sosiale medier positivt, negativt eller ikke i det hele tatt. En førstlinjeansatt som viser forståelse for kundens situasjon, og tilsynelatende gjør alt den kan for å bedre kundens problem kan ha betydelig innvirkning for kundens videre handlinger. Originalitet/verdi - Oppgaven tilbyr utvidet forståelse for hvordan prosessen fra kunden opplevde en ugunstig situasjon til en klage eller historie ble publisert på Facebook. dc.description.abstractAbstract (engelsk sammendrag) Purpose – This master thesis aims to explain what influences customers who experience unfavourable situations in context of the buying experience in the retail sector choose to complain on social media. The focus is on analysing customer complaints in the retail sector by exploring what influences the customer to use electronic word-of-mouth (e-WOM) by communicating through social media. To explore the research question the paper aims to answer how publishing the complaint in Facebook helps the customer, do the customers feel that they achieved their goals by doing this and how can companies act to prevent further negative e-WOM. These research questions are based on how the interviewees felt, not how or if the actions actually caused a better result in reality. In other words, the focus is on what the interviewees felt they had achieved and not what they actually achieved. Design, methodology and approach – An inductive, explorative and phenomenological approach was selected for this thesis. Data was collected by semi-structured in-depth interviews in the field. The sample was selected in multiple phases. First, the authors analysed multiple posts on Facebook that included our criteria: (1) The interviewee must have experienced a negative situation that led to an unfavourable experience, (2) the interviewee must have posted something on social media, where Facebook is favourable, where the interviewee describes the interviewees perception of the buying experience, (3) the post in social media must contain some sort of explanation of why customer is not satisfied, (4) there must be possible to contact the customer to invite them to an interview, (5) the customer must have completed the (customer – skal dette være med eller holder bare complaining prosess?) complaining process. In addition, we used the method of snowball to compensate for eventual errors or narrowness of our criteria. The data mapped the phenomenon, how the customer went from an unfavourable experience to posting the complaint on Facebook. Findings – The study identifies multiple causes of why the customers chose to use Facebook as a channel of communication, which is implemented in our theoretical conceptualisation. The customers desire to solve their problems was considered the main reason. If the customer contacted the company and then was met by an unsatisfied answer, then this could lead to two of the key-reasons (uncertainty and frustration of the situation), that furthermore could lead to one or multiple posts on Facebook. Research limitations and implications – This empirical study is limited to the context of the retail sector and Facebook as a communication channel within social media. The results may still transfer to other social media platforms. The customers’ perception of how important anonymity and the potential to reach out to a certain amount of people will have an effect to the choice of social media platform. Practical implications – Customer care, and how the frontline employees respond, will have major impact on the customers will to publish an eventual complaint or story in social media, rather it is positive, negative or not at all. A frontline employee that is understanding of the customers’ situation, and apparently does everything in their power to solve the customers’ problem will have a major impact on what the customer further chooses to do. Originality/values – The thesis offers extended understanding on how the process from the customers’ unfavourable experience to the customer posting their complaint or story on Facebook.
